01

Begin with contact reasons

Review several weeks or months of requests by intent, channel, time and outcome. Select frequent cases with stable rules and accessible data.

Some large categories are not suitable for full automation. Collecting information or drafting for an agent may produce more value.

02

Knowledge, data and identity

Answers should come from versioned knowledge. Account, order and payment cases require secure identity checks and minimum necessary disclosure.

The system must not guess status or policy. Missing data, conflicting sources and out-of-scope requests require refusal or escalation.

03

Design escalation as a feature

Users should reach a person without repeating the full history. Give the agent a summary, consented data and the reason automation stopped.

  • a clear human-contact option;
  • priority for urgent or sensitive cases;
  • protection against repetitive loops;
  • context and case identifier transfer;
  • a way to report an incorrect answer.

04

Measure quality, not speed alone

Track first-contact resolution, repeat contact, escalation, correctness, satisfaction and end-to-end time.

Review failed and abandoned conversations. Changed products or policies require updated sources and repeat testing of critical intents.
